AI adoption outruns readiness as contact centers chase end-to-end resolution

AI adoption outruns readiness as contact centers chase end-to-end resolution

AI integration in customer service operations has become ubiquitous, but most deployments merely employ a single chatbot or assist panel alongside human agents. The more complex task of coordinating data, systems, and personnel to deliver end-to-end resolutions remains largely unaddressed, serving as the key differentiator between entities that achieve tangible benefits and those that merely deflect calls.

This discrepancy lies not in the raw AI capabilities but in the enterprise readiness, encompassing governance, integration, and workflows that effectively connect. Pedro Andrade, vice president of AI and generative AI business specialist at Talkdesk Inc., explains that Customer Experience Automation (CXA) represents an operating model rather than a mere technology category.

CXA entails orchestrating a hybrid workforce of AI and human employees, along with connecting systems, knowledge, and workflows. During an exclusive broadcast on theCUBE, The AI ROI in Contact Center Summit, Andrade, alongside theCUBE's Bob Laliberte and Zeus Kerravala, emphasized the criticality of orchestration and governance over mere adoption.

Talkdesk's research revealed that while 98% of companies have deployed AI somewhere along the customer journey, only 15% integrate agentic AI with cross-departmental orchestration. The primary barriers to this integration include compliance (50%), security (48%), and disconnected systems (45%). Andrade highlighted that while adoption is straightforward, orchestrating AI across multiple systems presents significant challenges.

Companies classified by Talkdesk as CXA leaders experience a 22% improvement in net promoter score compared to a mere 5% for less mature adopters, with cost-per-contact gains being less pronounced. Similarly, churn prediction and personalized recommendations demonstrate a substantial gap between the two groups. While cost savings are not the sole measure of AI's value, they understate the potential benefits.

Managing the hybrid workforce, an entirely new role, involves evaluating, monitoring, and adjusting AI agents akin to human supervisors, shifting the focus from scriptwriting to behavior analysis. The measurement framework evolves accordingly, moving beyond average handle time to track the time from problem opening to resolution closure.

CXA extends customer service beyond inbound calls to proactive outreach, addressing service reminders, renewals, and collections, as the call often marks the final step in a broader journey initiated elsewhere. Proactively automating one point of failure without addressing the underlying process proves ineffective. Andrade stressed the importance of viewing the entire journey and automating the end-to-end experience rather than implementing isolated solutions.

The full video interview, included in theCUBE's coverage of The AI ROI in Contact Center Summit, underscores the critical need to transcend one-point solutions and embrace a comprehensive approach to AI integration in customer service.

AI models enable cross-species mapping of cell biology

Researchers at Stanford Medicine have developed two new artificial intelligence models of the biological cell. The first, called universal cell embedding, paved the way for a second-generation model called TranscriptFormer, which has been trained on data from 112 million cells representing 12 species, ranging from single-celled yeast to…
